Genesys Cloud's Predictive Engagement is an AI-powered solution that analyzes website visitor behaviors to predict outcomes and personalize customer interactions through intelligent message routing and journey analytics. The system automatically displays a Messenger window when visitors perform specific actions such as completing forms or initiating messages, routing accepted interactions to agent queues for handling. Agents receive message interactions regardless of Predictive Engagement permissions, though access to the Customer Journey panel—which displays detailed visitor experience data alongside standard interaction information—requires appropriate permissions. Required permissions include Journey-related access (Action Map, Customer, Segment, Outcome, Visit, Event) and External Contacts Session viewing rights, with customer journey data visibility limited to divisions assigned to the user role. Core agent capabilities include message routing, canned responses, scripted interactions, supervisor assistance requests, and comprehensive journey data visibility. Agents can send emojis, transfer digital interactions, manage contact profiles, utilize canned responses, and access historical contact information and organization data. The platform provides scripting capabilities to prompt structured questioning and facilitate contact information updates during interactions. Message interaction management encompasses accepting and responding to messages, sending emojis, navigating the Interactions panel, verifying contact profiles, adding canned responses, transferring digital interactions, and discarding messages as needed. Agents can view interaction details, contact interaction history, organizational interaction history, and Predictive Engagement journey data for each interaction. Related functionality includes managing chat interactions with Predictive Engagement integration, web messaging capabilities, and advanced chat routing features. The documentation supports role-based categorization for agents, administrators, developers, partners, supervisors, and support personnel, with feedback mechanisms enabling users to report content accuracy, clarity, and relevance.
