AI-generated summary
Genesys Cloud provides Agent Copilot email functionality that enables agents to generate on-demand summaries of email interactions directly within the Agent Copilot panel, supporting long multi-agent conversations, reopened cases, reassignments, escalations, and merged threads to help agents quickly understand customer context and unresolved issues without reviewing complete interaction histories.
configurations are created through Orchestration > AI Studio > Summaries and require specific prerequisites including appropriate Genesys Cloud CX licensing (CX 1 through CX 4 with relevant add-ons), Agent Copilot admin role, AI Studio Assistants > Copilot View permissions, and enabled email channel support, with agents requiring the Agent Copilot Agent role to access this capability.
Summaries are customizable and appear as either a short paragraph or up to four bullet points, configured to display the reason for contact, resolution, and action items based on organizational settings. The feature supports two conciseness levels: concise summaries prioritize critical details with reduced character count and faster generation time, while detailed summaries provide greater context and depth. Language-specific configurations must be established separately for each supported language, with email summaries supporting all tier 1 languages plus Italian.
Administrators can configure multiple options including bullet points, grouped text blocks, and grouped bullet point formats, with the ability to toggle PII avoidance settings, specify labels for internal and external participants, and select predefined insights. Custom labels can be created and defined with names and descriptions to extract specific information from emails, supporting up to 10 labels per configuration with the ability to enable or disable labels per queue. The configuration includes a testing feature allowing administrators to paste email transcripts and generate previews, ensuring each message is marked as EXTERNAL (customer) or INTERNAL (agent).
After saving the configuration, it can be assigned to new or existing Agent Copilot instances, enabling agents to access summaries when the configured Agent Copilot is assigned to their queue. Transferred interactions allow new agents to generate summaries regardless of the previous agent's licensing status, though viewing summaries requires the new agent to hold an Agent Copilot license. Configuration changes apply only to summaries generated after saving and do not retroactively regenerate existing summaries
