Genesys Cloud provides agents with a unified customer journey view that displays contextual interaction history across multiple channels including voice, messaging, digital, and web communications. The platform enables agents to access both current and historical conversations in a single timeline during active interactions, viewing comprehensive details such as agent information, queue assignments, wrap-up codes, and customer context to deliver personalized service.
The Customer Journey interface consists of a Conversations panel showing current interactions and interaction journey cards displaying historical activity. Live interactions are identified through visual status indicators: web messaging interactions display a green "Live" icon, transitioning to yellow after 45 seconds of inactivity and gray after one minute of inactivity. Active inbound and outbound calls show "Live" status until wrap-up completion, after which they display as inactive. Past interactions include occurrence dates, and interactions with linked cases display case indicators.
Supported channels encompass voice communications (inbound and outbound calls), messaging platforms (authenticated and open web messaging, web chat, email, SMS, and social media including Facebook Messenger, Instagram, LINE, X, and WhatsApp), digital agentless notifications (WhatsApp and SMS), and website interactions through Genesys Predictive Engagement. Journey information for outbound voice calls is available only when agents select contact phone numbers from type-ahead search rather than entering raw numbers into the dial pad.
Access to customer journey data is division-aware and role-based, requiring appropriate division assignments and specific permissions including Journey Event View, Journey Event Type View, External Contacts Session View, Routing Wrap-up Code View, and Routing Queue Search. Journey information is available for all cases associated with external contacts.
Unavailable channels include agentless email notifications, campaigns with callbacks, co-browse functionality, and knowledge support center channels. Organizations with Predictive Engagement access receive additional journey details through appropriate permission assignments. Additional API capabilities are available through the Developer Center's Single Customer View documentation.
