Agents Interactions Detail view

AI-generated summary

Genesys Cloud provides supervisors and administrators with comprehensive interaction management and analytics capabilities through the Agents Interactions Detail view, which displays real-time agent-specific interactions with automatic updates except when filters are applied. Access to this functionality requires multiple granular permissions across Analytics, Routing, UI, Conversation, and Quality modules, enabling supervisors to perform conversation reassignment, email parking, blind transfers, and quality evaluations. The platform supports customizable columns with data export functionality that includes metadata indicators for export completeness, with limitations applying when filtering by date results in conversations exceeding twelve-hour period thresholds, though older conversations can be exported at higher volumes. The Analytics Workspace allows users to access Agent Performance views through a menu-driven interface, where clicking an agent's name displays detailed performance information including an Interactions tab. Users can maintain up to 20 simultaneous interaction detail tabs with truncated Interaction IDs displayed in tab titles and full IDs available via tooltip. Tab management features include reload, duplicate, close, and rename functions, with recording playback stopping during tab transitions while monitor/coach/barge capabilities, interaction downloads, quality management, and audit trail features remain operational. Queue activation functionality enables administrators to activate or deactivate queues for agents, with queue lists limited to 500 entries displayed at 25 per page. Date filtering supports preset options including Current interval, Today, Yesterday, weekly and monthly ranges, and Previous 30 days, with a maximum custom date range of 31 days and alternative time zone selection capabilities. The Reconnect option enables supervisors to manage parked emails and messages across SMS, social messaging, open messaging, and web messaging channels, though reconnection is restricted to disconnected conversations and cannot apply to expired conversations or those in live or connected states. Supervisors can reassign parked emails or messages to themselves, another agent, or a queue through search functionality, with receiving agents notified via auto-answer regardless of utilization status and the original agent automatically disconnected. The email preview feature allows supervisors to review active queued emails before assignment, facilitating even workload distribution and improved query handling speed while maintaining service levels. Media type filtering supports multiple simultaneous selections except for voice and callback types, which cannot be selected concurrently. Column management features include visibility controls, alphabetical sorting, category grouping, and drag-and-drop reordering through keyboard navigation using Spacebar and arrow keys. Users can select up to 20 columns, resize column widths, and horizontally scroll to view additional columns, with a Reset view to defaults option available to restore original settings. Comprehensive filtering capabilities enable users to search interactions by ANI and DNIS (supporting partial searches from the beginning), Direction, Initial Direction, Session DNIS, and Conversation Duration with custom range parameters. Contact-based filters require full email addresses or complete phone numbers with optional country codes, while duration-based searches support interactions within specified ranges, above thresholds, or below thresholds. Additional filtering options include fax associations, delivery statuses, abandoned or transferred interaction states, queue-based filtering, wrap-up code assignment, and message type filtering across Apple Messages for Business, Facebook, Instagram, Open, SMS, Web Messaging, WhatsApp, and X (Twitter). Division-based filtering enables interaction searches within specific organizational divisions, while Conversation ID filtering returns interactions matching specific identifiers within the specified date range. Skills-based filtering displays interactions associated with assigned routing skills with visibility determined by divisional access controls. Interaction status filters include waiting, interacting, and ACD-routed interactions, along with specialized filters for preferred agent routing, screen sharing, co-browsing, voicemail presence, and flagged interactions. Advanced filtering encompasses language selection, media content presence, provider source identification, abandonment duration tracking, monitoring status, screen recording verification, and remote party information. Quality metrics filtering supports Mean Opinion Score (MOS) ranges with options to display scores within specified ranges, above thresholds, or below thresholds. Evaluation detail filters enable analysis by evaluation score, critical score ranges, assigned agents, evaluation form names, agent auto-evaluation forms utilizing AI scoring, and evaluators, with toggle options to display inactive and deleted users. Survey detail filters assess interactions containing survey data through survey score ranges, promoter scores for Net Promoter Score (NPS) calculation, and survey status tracking including Pending, Sent, In Progress, Finished, Error, and Opt Out statuses, with survey links expiring 90 days after distribution. Outbound filters enable searching by campaign name supporting Voice, Email, and SMS types, contact list, contact ID, and campaign association. Journey filters surface interactions with customer journey data

Extra columns for export

The export contains two additional columns: Full Export Completed, and Partial Result Timestamp.

Additional export columnsClick to expand

Full Export Completed

The values for Full Export Completed are YES, NO, or a number.

YES = You received all the interactions requested.
NO = Export exceeded the limit of exporting recent conversations. When you use the filtering by date option to export the recent conversations and if the number of conversations per twelve-hour period exceeds the preset limit, the export file has only partial results. Conversations typically greater than one day old can be exported at a significantly higher volume.
A number = The file was truncated as the data exceeded the maximum row limit.

Partial Result Timestamp

A partial result timestamp exists under two conditions.

Export attempted to pull recent conversations at a volume that exceeded the limit.
Data exceeded the total maximum row limit. A number in the Full Export Completed column shows the number of rows that exceeded the maximum row limit and a timestamp for the most recent interaction in the export file.

There are four conditions that can exist for the Full Export Completed and Partial Result Timestamp columns.

Full Export Completed	Partial Result Timestamp	Description of Condition
YES All requested data was exported.
NO	8/19/19 18:45	Export exceeded the limit for exporting recent conversations. The timestamp indicates the most recent transaction.
<####> All requested data was not exported as the data exceeded the maximum row limit. The Full Export Completed column indicates the row limit.
<####>	8/19/19 18:45	All requested data was not exported due to exceeding the recent conversation volume limit and the total maximum row count. The Full Export Completed column indicates the row limit. The timestamp indicates the most recent transaction.

Reassign and self-assign a parked email or messageClick to expand

The supervisor can view the list of parked or messages, including SMS, social messaging, open messaging, and web messaging, and reassign them to themselves or another agent or queue. When a previously parked email or message is reassigned to another agent, the reassigned email or message is delivered to the receiving agent’s roster by auto answer regardless of the agent’s utilization. As the agent who parked the email or message gets disconnected when the parked email or message is reassigned to another agent, the email or message status becomes unparked. If an auto-answer is enabled, the receiving agent gets two toasts.

If an email or message is parked while screen recording is enabled, the recording is stopped. A separate recording gets created when unparking the email or message. For example, when an email or message is parked by agent 1, the screen recording of the agent 1 is stopped. When the email or message is reassigned to agent 2, a new screen recording of agent 2 gets created. The future default AHT excludes park duration.

A follow-up email or message interaction, associated with a parked email or message, is delivered to the agent roster even when the agent is off queue.

Warning: Before deleting a Genesys Cloud user, make sure to reassign that user’s parked emails or messages to another user or queue.

If you do not have any message types selected, the view displays information for all message types. Genesys Cloud currently supports the following message types: Apple Messages for Business, Facebook, Instagram, Line, Open, SMS, Web Messaging, WhatsApp, and X (Twitter). Note: Line message type is deprecated, but Genesys Cloud still supports display filtering.
Division	Filters interactions for a specific Division. See About access control.
Conversation ID	Filters for interactions matching the specific conversation ID. Like the other interaction filters, this filter returns interactions that occurred within the specified date range filter.
Skills	Displays interactions with the routing skills assigned to the selected user. When one user views another user, divisional access is evaluated against the user being viewed, not against each individual skill assigned to that user. If you have permission to view a user, the Skills field displays all routing skills assigned to that user, regardless of the divisions to which those skills belong. To ensure that skill visibility aligns with your organization's access model, assign users only the skills that are intended to be visible to anyone who has permission to view that user. For example, Agent Annie and Supervisor Bert both belong to the Alpha division. Bert is assigned the Returns skill (Alpha division) and the Warranty Support skill (Bravo division). When Annie searches for Bert, Bert appears in the search results because Annie has permission to view users in the Alpha division. Because Annie can view Bert, the Skills field displays both the Returns and Warranty Support skills, even though the Warranty Support skill belongs to the Bravo division.
Languages	Displays interactions that have the selected languages. Filter for multiple languages at one time by entering other languages and searching again.
Ended	Displays interactions that have ended.
Limit Interactions	Displays interactions matching the selected parameters. Waiting: Interactions that are in queue and waiting for an agent to answer them. Screen Share: Screen share occurred during the interaction. Co-browse: Co-browse occurred during the interaction Voicemail: The interaction has a voicemail associated with it. Flagged: The interaction was flagged as problematic. Wrap-up Notes: The interaction has wrap-up notes included. To display interactions that match all of the selected parameters, for example, to see interactions that are waiting and ACD routed, click the toggle to Match All. To display interactions that match any of the selected parameters, for example to see interactions that have a screen share or co-browse session, click to the toggle to Match Any.
Has Media	Only shows interactions that have multimedia content. This filter only appears if you set the media type filter to Message.
Provider	The source provider for the conversation. For example, Genesys Cloud EMAIL, Edge, and so on.
