Genesys Cloud enables case management by organizing related workitems and interactions into cases that progress through defined stages toward completion. Cases are created directly from active conversations by selecting the Case option, choosing a case plan, and completing required fields, which automatically generates a unique case ID, assigns a case owner, and establishes initial stage configuration with associated workitems.
Each case contains a unique case reference number for customer tracking, associated activities capturing all relevant interactions, owner assignments, due dates, and priority levels (low, medium, high, or urgent) that any team member can modify. Cases progress automatically when agents complete necessary steps or end workitems belonging to the active stage. The Case panel displays case details including customer intent, current stage, assigned owner, and case reference number, allowing agents to modify case priority, link cases to conversations, terminate cases, or copy case references for searching.
Agents can search for existing cases using the case reference number or external contact information through ACD routing or direct user interactions. The system notifies agents of available case information, enabling them to link inquiries to existing cases or modify case priority. Cases accumulate all data about relevant interactions and enable different team members across locations to work on different aspects and stages, with each completed workitem advancing case completion.
Genesys Cloud supports integration with external platforms including Salesforce Service Cloud for email-to-case functionality and ServiceNow for routing configuration. Cross-divisional collaboration is supported through a Comments feature allowing up to 100 comments per case with a 4,096-character limit per comment. Agents can delete only their own comments, and cases can be accessed and managed through the Task List using case references or external contact searches. Agent Copilot generates summaries for linked workitems, messages, emails, videos, and calls associated with cases. Genesys recommends excluding personally identifiable information, payment card industry data, protected health information, and other sensitive data from comments.
